Choosing an IT AMC in the UAE: reading the contract properly

Every provider quotes a response time and the number alone means very little. Here is what to read instead.

Annual maintenance contracts in the UAE are sold on a response time and a monthly figure. Both are close to meaningless without the detail behind them.

One number, three different things

"Four-hour response" can mean any of three things: four hours to acknowledge your ticket, four hours until somebody starts work, or four hours until the problem is resolved. Providers rarely specify, and the gap between the first and the third can be days.

Ask for all three separately, in writing. A provider who will commit to acknowledge, attend and resolve times has thought about their capacity; one who offers a single blended figure has thought about the sales conversation.

The working week

The UAE runs Monday to Friday. A contract quietly assuming a different calendar — an imported holiday schedule, or a Sunday-to-Thursday week — will disappoint on exactly the wrong day, and the disappointment is unrecoverable because the day has passed.

Ask what happens outside those hours and what it costs. Not because you necessarily need out-of-hours cover, but because you should know before you need it rather than during.

What is excluded

  • Physical installation work — usually outside a support contract, and worth confirming
  • Project work as opposed to break-fix, and where the line sits
  • Hardware, and whether procurement is marked up
  • Same-day on-site attendance, which many remote-first providers cannot offer at all

The question that separates providers

"What do you do when nothing is wrong?" A contract that only answers tickets has an incentive problem — the more that breaks, the more it appears to deliver. The value is in the tickets that never happen.

Look for patching on a schedule with a record, alerts before a disk fills, backups verified by actually restoring them, and hardware replacement planned rather than urgent. The two things to insist on regardless

Documentation and credentials held in systems you own, with the provider's access granted rather than assumed. A provider holding the only copy of your network diagram has made themselves difficult to replace, and some rely on exactly that.

And an honest answer about on-site response.
